Friendliness alone does not fix this. A warm tone in emails does not compensate for a process that makes the customer feel invisible. The backoffice has to work, and the structure behind the relationship has to include deliberate moments of listening.
When those moments are absent, customers develop a habit of silence. They adapt to the company's rhythm rather than ever being invited into a real conversation. And when something goes wrong, there is no established channel for them to say so, so they say nothing. To anyone, until they say it to a competitor who calls them first.
